For AT&T, delivering a new smartphone on the same day was only half the challenge. The other half was making sure customers could trust the experience.
As customer expectations for convenience and speed continue to rise, AT&T saw an opportunity to rethink how people receive their mobile devices. The telecommunications company wanted to introduce same-day delivery, giving customers an alternative to traditional shipping or in-store pickup.
But faster delivery also introduced new questions. Would customers understand the process? Could they confidently navigate the handoff with a delivery partner? And would the experience feel simple and trustworthy from beginning to end?
Rather than rely on assumptions, AT&T turned to human insight to help shape the experience before launch.
Working with Auros’ UserTesting, AT&T conducted six usability studies involving 246 participants across five months.
The research examined the complete same-day delivery journey, from shipping tier selection and pricing presentation to delivery partner handoff and PIN verification.
Early findings revealed opportunities to improve how delivery options were communicated. In the initial testing, 73% of participants could identify the delivery partner. After AT&T redesigned the experience, that number climbed to 100%.
Researchers also discovered that customers needed more clarity about delivery timing. Participants preferred exact delivery dates over vague ranges or descriptions of delivery speed.
These insights helped AT&T make targeted improvements to the experience, replacing potential confusion with clearer information and greater customer confidence.
The results went beyond improving individual screens or interactions.
By validating the complete experience with customers, AT&T achieved 100% task success and clarity in its same-day delivery prototype, including the delivery partner handoff and PIN verification process.
The research also helped AT&T establish important safeguards for launch, including a real-time geographic availability check to confirm whether same-day delivery could be offered at a customer's address.
Perhaps most importantly, the findings informed decisions across product management, engineering, and customer support, helping teams address potential friction before customers encountered it.
AT&T launched its new same-day delivery experience with greater confidence, supported by months of direct customer feedback and iterative testing.
The lesson extends beyond telecommunications: Speed may attract customers, but clarity and trust are what make a new experience work.
